When a stay goes wrong, the property itself is often not the problem. Guests react to being left without an answer far more strongly than to the underlying issue.
Three moments carry most of the risk: the pre-arrival window, the first two hours in the property, and any point where something breaks. Each should have a defined response and a defined response time.
